The customer experience industry is at a pivotal moment. Over the past several years, conversations about the future of CX have largely focused on automation and artificial intelligence. And rightly so. AI is transforming how businesses engage with customers at scale.

What real-world experience has shown us, however, is that technology is not replacing the human element. It is amplifying it.

Automation has proven highly effective at handling routine, transactional interactions such as checking account balances, resetting passwords, or tracking shipments. By removing much of this operational volume from contact centers, technology has created space for CX teams to focus on what matters most: resolving high-value, complex customer situations.

This is where emotional maturity and experienced talent become indispensable.

When customers face serious challenges, such as billing disputes, service outages, or unresolved issues that have escalated over time, they are not looking for scripted responses or automated workflows. They want to feel heard, understood, and supported.

Technology serves as the engine of efficiency, handling high-volume interactions, streamlining workflows, and providing actionable insights in real time. Human talent, in turn, delivers what technology cannot: empathy, contextual judgment, and the ability to connect on a deeply personal level during critical moments.

A compelling example of this approach comes from Naturgy’s customer service operations in Brazil. The company redesigned its talent acquisition strategy to intentionally and systematically incorporate professionals over the age of 40.

In a high-volume, high-stakes service environment, the combination of advanced digital tools and emotionally mature professionals delivered measurable business impact. Turnover declined by more than 5%, helping preserve valuable operational knowledge and expertise. At the same time, first-contact resolution (FCR) improved by nearly 10%, reflecting stronger problem-solving capabilities and more effective customer interactions.

The initiative also contributed to lower absenteeism rates and higher levels of empathy during complex customer situations. As a result, service quality performance exceeded the company’s target by two percentage points, reaching an impressive 82%.

These results highlight an important reality: diversity of experience is not merely an inclusion initiative. It is a driver of operational excellence and customer satisfaction.

As the CX industry continues to evolve, the organizations that will lead are not those with the most advanced technology alone. They will be the ones that successfully combine AI-powered efficiency with the emotional intelligence, maturity, and expertise of their people.
